Complaints Procedure

We take all complaints seriously and aim to resolve them promptly and fairly.

Step 1 — Contact Us Directly

If you have a complaint, please contact us in the first instance. We will acknowledge your complaint within 3 working days and aim to provide a full written response within 15 working days.

Step 2 — Internal Review

If you are not satisfied with our initial response, you may request that your complaint is reviewed by a senior member of our team. We will respond to any escalation within 15 working days.

Step 3 — Independent Redress

If we are unable to resolve your complaint to your satisfaction within 8 weeks of your original complaint, or if you remain dissatisfied after our final response, you have the right to refer your complaint to the Property Redress Scheme (PRS) — an independent, government-approved redress scheme.

Property Masters International Ltd is a member of the Property Redress Scheme, approved under the Consumer Rights Act 2015.

The PRS provides free, impartial dispute resolution for consumers.

Property Masters is a trading name of Property Masters International Ltd, a member of Propertymark, which operates a Client Money Protection (CMP) Scheme.

This means that your money is safeguarded in the unlikely event that we are unable to repay it. All client funds held by us are protected under this scheme.

What is Client Money Protection?

The law requires all letting agents in England to belong to a government-approved Client Money Protection scheme. This protects landlords and tenants in the event that an agent misappropriates their money.

Property Masters International Ltd is a member of the Propertymark CMP Scheme, which is a government-approved scheme under The Client Money Protection Schemes for Property Agents (Requirement to Belong to a Scheme etc.) Regulations 2019.

Propertymark Conduct & Membership Rules

As a member of Propertymark, Property Masters International Ltd adheres to the Propertymark Conduct and Membership Rules, including the rules for the handling of Client Money, as required by Section 5(2)(b) of The Client Money Protection Schemes for Property Agents (Approval and Designation of Schemes) Regulations 2018.

Tenant Fees

Permitted payments and tenant fee information.

Permitted Payments

When you have found a property you want to rent, Property Masters will provide you with a Tenancy Fee Declaration. This explains the application process as well as shows you any permitted payments which are due before you sign your Tenancy Agreement and any which may become payable during and after the tenancy. This will also include confirmation of the agreed rent and the deposit. Below is a list of our current permitted payments. Please ask a member of staff for a full breakdown of permitted payments that may be payable before, during and after a tenancy for any property that you are interested in.

Redress & Client Money Protection

We are in a redress scheme operated by the Property Redress Scheme, and Client Money is protected in a scheme operated by Propertymark.

Permitted Payments Before Moving In

Holding Deposit

With your permission, this can be deducted from the first month’s rent. One week's rent to reserve the property (or per room in a room rental agreement). This will be held for 14 days whilst referencing takes place.

Security Deposit (Rent under £50,000 per year)

Five weeks’ rent. This covers damages or defaults on the part of the tenant during the tenancy.

Security Deposit (Rent over £50,000 per year)

Six weeks’ rent. This covers damages or defaults on the part of the tenant during the tenancy.

Permitted Payments After Moving In

Rent Arrears

The tenant will be liable to the landlord/agent’s interest at the rate of 3% per annum above the Bank of England Base Rate from time to time on any rent or other money payable under the agreement remaining unpaid for more than 14 days after the day it became due.

Lost Key(s) or Other Security Devices

Tenants are liable for the actual cost of replacing any lost key(s) or other security device(s). If the loss results in locks needing to be changed, the actual costs of a locksmith, new lock and replacement keys for the tenant, landlord, and any other persons requiring keys will be charged to the tenant.

Variation / Novation (Tenant's Request)

£50 per change to cover the costs associated with preparation and execution of new legal documents.

Change of Sharer (Tenant's Request)

£50 per replacement tenant or any reasonable costs incurred if higher. To cover the costs associated with taking the landlord’s instructions, new tenant referencing and Right-to-Rent checks, deposit registration, as well as preparation and execution of new legal documents.

Early Termination (Tenant's Request)

Should the tenant wish to leave their contract early, they shall be liable for the landlord’s incurred costs in letting the property, as well as all the rent under the tenancy until the start date of the replacement tenancy. These costs will be no more than the maximum amount of rent left outstanding on the tenancy.

Anti Money Laundering

Our obligations and your responsibilities under UK anti-money laundering regulations.

Our Legal Obligations

Property Masters International Ltd is required by law to comply with the Money Laundering, Terrorist Financing and Transfer of Funds (Information on the Payer) Regulations 2017 (as amended). As a letting agent, we are supervised by HMRC for anti-money laundering (AML) purposes.

Customer Due Diligence

To comply with these regulations, we are required to carry out customer due diligence (CDD) checks on all clients before entering into a business relationship. This means we will ask you to provide:

  • Proof of identity (e.g. valid passport or driving licence)
  • Proof of address (e.g. a recent utility bill or bank statement)
  • Source of funds documentation where required

We may also carry out electronic verification checks using third-party identity verification services.

Why We Ask for This Information

We understand that providing personal documentation can feel intrusive, but these checks are a legal requirement and are carried out to protect all parties involved in a property transaction. We treat all information provided with the utmost confidentiality in accordance with our Privacy Notice.

Suspicious Activity Reporting

We are legally required to report any knowledge or suspicion of money laundering to the National Crime Agency (NCA). We are unable to inform any client if a report has been made, as this could constitute a criminal offence known as "tipping off".
